I’ve spent my career in this industry, and I’m seeing a fundamental shift towards a more human-centric approach. The question is, are you ready to lead? Are you prepared to embrace a new kind of CX?
Moving beyond the “customer acquisition trap.”
In my experience, too many businesses fall into the “acquisition trap.” How does this happen? By allocating far too many resources into attracting new customers and neglecting the ones they already have. But the truth is that the real opportunity for growth lies in customer retention. Brands must focus on retaining existing customers. 2025 has turned out to be the “Prove-It Year for CX”. When customers feel known, heard, and understood through good customer experience, they become loyal advocates for your brand or company. And that’s where we come in! Because the South African BPO industry has an 18% higher customer experience satisfaction rating than its peers. The result? Not just better CX metrics, but a stronger, more profitable business.

AI is undoubtedly one of the biggest trends in our industry, but I’ve always believed that new technology should enhance the human connection, not replace it. Whilst the concerns of AI replacing jobs cannot be ignored, in my opinion, the reality for BPO is that it’s allowing us to access the full potential of our teams. While AI can and should be used to automate repetitive tasks to improve productivity and negate quality issues, the human element of empathy, warmth, and brain powered problem-solving is the secret ingredient that truly builds customer loyalty.
Balancing AI initiatives with customer experience.
AI-enhanced tools give agents more time and better insights to handle the more complex, high-value interactions that require a human touch. It’s a hybrid model where technology and human expertise work together to deliver truly exceptional CX. This is how we guarantee that every customer feels truly valued.
It’s a strategic shift that delivers a truly exceptional customer experience. However, it’s important to note that there is a disconnect between the speed of AI implementation and customer readiness that businesses need to take into account before jumping the gun, so to speak. Brands must take the necessary precautions and use a hybrid approach to implementation so that you don’t alienate customers who aren’t ready for AI interactions. A careful, strategic balance between technology and humanity is precisely what will separate the leaders from the followers in our industry.
Success will hinge on a brand’s ability to act decisively on data insights; and demonstrate the substantial value of CX initiatives.
